Designing the handoff from AI to a person

A handoff should help the next person continue the work. Specify when it happens, what information travels with it, and who takes responsibility.

Choose the moment deliberately.

Start by listing situations that deserve a person’s attention. A customer may request someone directly, ask a question outside the workflow’s scope, or describe an issue the process was never intended to handle. These situations should have a defined route.

Keep the boundaries understandable to staff. If the team disagrees about when a human should step in, resolve that operating decision before asking technology to apply it consistently.

Transfer context, not just the conversation.

The receiving person should understand why the handoff occurred, what the customer has already said, and what remains unresolved. Keep any summary faithful to the information provided. Clearly separate what is known from what still needs confirmation.

Consider a caller asking to discuss an existing issue. A useful handoff may identify the request and the reason it needs the team. It should not quietly turn uncertainty into a conclusion or imply that the issue has already been resolved.

Plan for an unavailable person.

A handoff can fail operationally if no one is available to receive it. Decide whether the appropriate next step is a queue, a callback request, or another approved route. Explain the next step clearly to the customer.

Test this fallback as carefully as the ideal path. The business should be able to see that the request is still open and who needs to act. A handoff is a transfer of responsibility, not simply the end of an AI conversation.

TAKE IT INTO THE BUSINESS

A practical check.

  • What triggers the handoff?
  • What context must the person receive?
  • Who owns it after transfer?
  • What happens when no one is available?
