Scaling service while preserving human connection

A larger operation still serves one person at a time. Design the process so customers can understand what is happening and reach the people they need.

Keep the customer’s purpose visible.

A customer usually arrives with a need rather than an interest in your internal workflow. They want an answer, a next step, or help from the appropriate person. Organize the experience around that purpose.

Review the process from the customer’s perspective. Ask what they must repeat, where they might become unsure, and how they know what happens next. These questions can reveal friction that is difficult to see from an internal activity report.

Give routine work a clear role.

Some tasks involve organizing information or moving a request to the right place. Others depend on judgment, context, or a personal conversation. Be deliberate about which responsibilities belong in a proposed automated workflow.

A useful design keeps the route to a person understandable. When the customer asks for help outside the workflow’s scope, the process should support that transition. The business must also decide who will receive and act on the request.

Review experience as well as throughput.

As volume grows, keep listening to examples and asking staff what customers find confusing. A completed interaction should not conceal an unresolved need. Make room for feedback that does not fit a simple count.

My interest in business and AI is tied to this balance. Better organization should give people more room to do the work that benefits from their attention. That ambition needs to show up in specific operating decisions, not only in a slogan.

TAKE IT INTO THE BUSINESS

A practical check.

  • Make the next step understandable.
  • Reduce unnecessary repetition.
  • Provide a clear route to a person.
  • Review unresolved needs alongside activity.
